WhatsApp is often the fastest route between a customer question and a buying decision. It is also easy for the conversation to remain trapped on one device, assigned to nobody and disconnected from the systems that should trigger the next action.
The solution is not simply another chatbot. It is an operating system for the conversation: capture, understand, assign, act and measure.
1. Give every conversation an owner
Define ownership before adding automation. A new enquiry should enter a shared queue, inherit a response target and be assigned by topic, location, language or account value. If nobody accepts it within the target time, the system should escalate it rather than wait silently.
2. Capture context once
The customer should not have to repeat what they already said. Record the channel, identity, question, intent, product or service, consent status, assigned owner and next action in a customer record. This makes the conversation searchable and gives future agents—human or automated—the context they need.
3. Automate the repetitive middle
Automation is most useful for predictable steps: acknowledging receipt, answering approved questions, checking availability, collecting required details, scheduling, creating tasks and sending reminders. Rules should specify when confidence is too low or commercial value is too high for an automated response.
4. Design the human handover
A good handover includes a short summary, the detected intent, any customer data collected and a recommended next action. The customer should experience one continuous conversation—not a reset from bot to person.
5. Measure progression, not just volume
Message count is not a business outcome. Track first-response time, time to qualified intent, handover rate, follow-up completion, appointment creation, conversion and the amount of human effort required per resolved enquiry.
A useful starting checklist
- List every number, inbox and team receiving customer messages.
- Choose one system of record for customer identity and conversation status.
- Define response targets and escalation rules.
- Identify the five most repetitive questions or actions.
- Agree where automation must stop and a person must take over.
- Connect conversation outcomes to meetings, opportunities or revenue.
